コンタクトセンターでは、医薬情報提供サービス全般において自然言語処理(NLP:Natural Language Processing)を取り入れることが可能です。たとえば、患者さまや医療従事者の方から電話でお問い合わせがあった際に、音声認識を活用すれば、番号でメニューを選択するよりも早く担当者のところに問い合わせが届き、迅速に回答することが可能です。AI音声作成ツールを、自動音声応答(IVR:Interactive Voice Response)のメッセージや自動応答を組み合わせて活用することにより、50以上の言語とさまざまな音声を選択し、録音が数秒にて完了します。AI音声作成ツールは、特定の医療用語や非母国語の語彙の発音方法を確認するためにも最適です。

弊社では、35名以上のネイティブスピーカーがサービス提供に携わっておりますが、AI翻訳ツールの活用により、多言語をカバーし、多くの国々にサービスを提供可能となりました。従来ではサービスが行き届いていなかった国々への医薬品情報提供サービスをお届けできるようになりました。仮に、他国にてお問い合わせ数が増加するなどの予期せぬ事態が発生した場合でも、他言語でのお問い合わせをサポートすることが可能です。正確さと品質が保証されたAI翻訳ツールと音声作成ツールの組み合わせにより、非ネイティブスピーカーでも、口頭でのお問い合わせに対応できると考えております。また、お問い合わせ数が異常に増加するような状況であっても患者さまや医療従事者の皆様にタイムリーに必要情報をお届けすることができます。

検索エンジン

医薬品情報提供サービスにおいては、お問い合わせに対する適切な回答を含む文書を検索するためにキーワード検索を利用しております。データベースのキーワード検索では、多くの場合、キーワードの完全な一致が要求され、誤植や用語が一致しない場合では、正しい文書がヒットしないことが多々あります。しかし、高度な検索エンジンでは、誤植を認識後、修正し、キーワードだけでなく同義語も含めた検索が可能です。例えば、弊社の検索エンジンにて医薬品の成分を検索する場合、AIを活用した検索を行うと、製剤だけではなく、賦形剤や成分なども含めて検索されます。よって複数のキーワードにて検索を繰り返す必要性が減少、業務効率が向上し、医療従事者の皆様が患者さまを治療する際の判断に必要な医薬品情報を迅速に提供することができます。

生成AIを回答作成に

生成AIは非常に有用なツールであり、医薬品情報を提供する際の回答やその他の文書、患者さま向けの資料を作成する際にアシストツールとして用いられます。AIを利用すると、膨大なデータや文献を読み取り、レビューを行い、関連情報を瞬時に抽出し、弊社スタッフやメディカルライターが評価・編集できるように要約することが可能になりました。また、外部の文書を社内テンプレートへ補正するなど、別のフォーマットに文書を変換し、翻訳することも可能となりました。AIの活用により、文書全体を通して、複数の文書間で、用語、スタイル、書式に一貫性を持たせることが容易になり、AIに対して、コンプライアンス要件を遵守した文書を作成するように訓練させることも可能です。これにより、弊社スタッフやメディカルライターがデータベースを調査し、ゼロから文書を起草する時間が大幅に短縮され、医療従事者の皆様が治療の意思決定の際に必要とする情報をより迅速に提供することが可能となりました。

品質管理と分析機能

リアルタイムでテープ起こし(音声テキスト化)を行うと、医薬品情報提供サービスにおけるさまざまな業務を効率化でき、同時に品質を飛躍的に向上させます。リアルタイムの会話を分析する、または、弊社スタッフ(医薬品情報提供(MI)スペシャリスト)が対応に必要な関連文書を検索する業務をAIがサポートします。また、顧客の意図や感情に基づいて会話のアドバイスを提案したりすることも可能です。さらに、AIはお問い合わせ会話内にて有害事象(AE)や製品品質苦情(PQC)を検出し、MIスペシャリストに適切な対応をとるように促します。この機能を品質管理プロセスに直接組み込み、口頭ならびに書面でのお問い合わせを、正確性・完全性・AEとPQCの受領・MIスペシャリストの対応時のソフトスキル・その他の項目に関して調査することが可能になり、医薬情報提供サービスチームのパフォーマンスと品質が向上します。

書き起こしは、会話全体を含む基本文書です。すべての通話を聞くことは現実的ではありませんが、書き起こしがあれば、すべての通話を一見することができ、より豊富なデータをプールさせることができます。つまり、全体像をよりよく把握し、バイアスを減らし、より詳細な分析を行うことで、患者さまの治療の意思決定に役立つ情報を得ることができるのです。
